Customer experience is entering a new phase. For years, organizations have invested in AI to improve service efficiency, automate routine interactions, and give employees better insights. But the next wave of service transformation will not be defined by isolated AI use cases. It will be defined by orchestration.
The question is no longer whether AI can summarize an interaction, power a virtual agent, or automate a single workflow. The more strategic question is whether AI can coordinate work across customers, employees, channels, data, and enterprise systems to deliver better outcomes at scale.

Service has reached a moment that both Genesys and Deloitte Digital’s research confirm: AI model performance has improved dramatically, agentic systems are now capable of resolving complex cases through natural conversation and orchestration, and the business case is no longer theoretical.
Deloitte Digital’s 2026 Global Contact Center Survey finds that 64% of service leaders report higher agent productivity as a result of AI, and 39% report lower cost per contact. Looking ahead, 43% of organizations believe AI will allow them to reduce contact center costs by 30% or more within three years. At the same time, Genesys research shows that 86% of CX leaders expect AI to be part of every interaction by 2029, and 82% expect autonomous AI agents to orchestrate the customer experience within three years.
The financial opportunity is real. The organizational readiness to capture it is not yet universal.
Consumers increasingly expect every service interaction to be fast, personalized, efficient, and empathetic. They do not compare a brand’s experience only with direct competitors. They compare it with the best experiences they have anywhere.
Genesys research shows that 92% of consumers expect every organization to match the best experience they have ever had. At the same time, 94% say they value efficient customer service as much as being treated with empathy. The implication for service leaders is clear: speed and empathy are no longer separate goals. Customers expect both, simultaneously.
AI is also reshaping those expectations. Consumers are increasingly open to AI-enabled service, but they have little patience for experiences that feel disconnected or fail to resolve their issues. According to Genesys research, 95% of consumers expect their information to carry across channels so they do not have to repeat themselves. Yet 52% of companies do not pass data from virtual agents to human agents.
That gap is more than an inconvenience. It is a signal that many organizations are trying to modernize customer experience on top of disconnected systems and fragmented data flows. AI cannot deliver seamless service if the underlying experience architecture is not connected.
CX leaders understand the opportunity. But ambition is running ahead of readiness, and the gap between organizations with mature AI capabilities and those still in early stages is widening.
Deloitte Digital’s research shows that 48% of companies with mature service capabilities — those with defined service delivery models, comprehensive personalization, and low employee attrition — are already using agentic AI. Among low-maturity peers, that number drops to 24%. The organizations that move deliberately now will have a meaningful structural advantage.
For many, the challenge is not vision. It is scaling. Genesys research shows that AI projects that have not scaled are already among the top barriers to delivering seamless customer journeys. A successful AI pilot may improve one interaction or automate one process. Agentic CX requires something broader: the ability to orchestrate across channels, systems, workflows, and teams. Genesys research shows that only 31% of CX infrastructure is fully cloud-based. At the same time, 73% of CX leaders say a CX platform that integrates and interoperates with enterprise systems is critical to their strategic goals. And 90% expect their CX platform to integrate with middle- and back-office systems within three years.
These data points reveal a clear reality: platform decisions are no longer just technology decisions. They are transformation decisions — and they determine whether AI investment translates into enterprise-wide value or stays confined to isolated use cases.
