Don't Show This Again.
Ask most organizations where their customer experience (CX) happens, and they’ll point to the contact center: the agents, the virtual agents and the artificial intelligence (AI) they’re working to build deeper into both experiences. While true, that is no longer enough.
Today, a customer’s journey might start with a virtual agent, continue with a call to a branch, pause while a claims adjuster reviews paperwork in the field, and finish with a follow-up from an account manager who has never logged into a contact center tool in their life. The interaction that reaches an agent is often just one stop on a much longer route. Increasingly, that route runs through people the contact center platform was never built to reach.
That’s the real gap — not a shortage of AI, channels or data, but an absence of anything coordinating what happens between them. Without that coordination, every interaction becomes a moment of improvisation: the next step depends on who happens to pick up, and the outcome depends on which system they’re using. Whether the dots get connected is left to chance.
Customer expectations have made this disconnect impossible to ignore. According to the 2026 “State of Customer Experience” report from Genesys, 95% of consumers say it’s important that information they’ve already shared carries across channels so they don’t have to repeat themselves — yet 48 % of companies still don’t pass data from virtual agents to human agents. To the customer, that breakdown doesn’t register as a system limitation. It registers as the company not paying attention — and trust erodes more each time it happens. It’s a coordination problem, and it shows up the moment a conversation moves from a virtual agent to a human, or from a contact center agent to someone in a branch, store, back office or field team.
Most organizations have spent the last decade wiring up better tools for individual moments — faster routing, smarter virtual agents, richer dashboards. Far fewer have built a way to carry context, intent and accountability with the customer as their journey moves through the parts of the business that never officially belonged to “the contact center” at all.
More AI was supposed to fix that gap. Instead, it’s made the gap even more visible. A virtual agent can resolve a request in seconds, but if the information it captured doesn’t reach the next person, that speed just means the same breakdown happens faster.
Consistent outcomes take more than fast responses. They take a system that decides what happens next and makes sure it does — no matter who, or what, picks up the conversation. That’s the idea behind Genesys Cloud™, the AI-Powered Experience Orchestration platform: it connects the flow of work, carries context forward and keeps contact center agents, virtual agents and the employees beyond them moving toward the same outcome, instead of leaving each interaction to chance.
But orchestration only works if it reaches everyone the customer talks to — not just the people sitting in a contact center.
That’s the problem Genesys Cloud Associate is built to solve: extending AI-Powered Experience Orchestration to customer-facing employees outside the contact center — at their desk or on the go — so every conversation runs on the same platform and data model, carrying the same context forward.
Today, that means employees get an omnichannel workspace with full channel support across web and desktop, plus a mobile app that keeps every voice call on the same platform — even calls made from a personal cell phone — so results are captured no matter where work happens. Optional built-in Genesys Cloud Copilot and work automation give employees AI-first support in the moment, and summarization carries what was said forward, so the next conversation starts with full context.
And the capability set keeps expanding. Genesys Cloud Associate can extend the omnichannel workspace to be more relational, so employees can move between interaction history, contacts and live conversations in one place; broaden the mobile app to cover SMS, email and messaging alongside voice; and bring in-app AI summaries directly into the flow of work, so every conversation sets up the next one — closing the gap between the office and the field.
For a financial advisor fielding a call about a time-sensitive transfer, an insurance adjuster working a claim from a job site, a healthcare coordinator managing a patient handoff, or a retail associate helping a customer track a delivery, the value is consistent across industries: real-time context, one connected record of the relationship and less time spent re-explaining what the customer already shared. We explored this dynamic in more depth in our recent post on mobile voice routing, which looks at how presence and routing can now follow the expert instead of the building.
Ferguson, a 75-year-old industrial distributor serving contractors and trade professionals across more than 1,200 locations, needed a way to better connect customers to its trusted experts. Its centralized contact centers ran on Genesys Cloud, but local branches relied on a separate phone system — creating inconsistent routing, fragmented reporting and, at times, customers who couldn’t reach the specific expert they trusted.
“When we showed a branch manager the mobile capabilities, it was a game changer,” said Matt Stirrup, Director of Associate Experience at Ferguson. “He or she can be out helping customers and still support those calling in.”
By extending Genesys Cloud Associate to branch, warehouse and field employees, Ferguson unified engagement across local and centralized teams on one platform. By making this change, they improved answer rates and customer satisfaction while giving associates mobile tools that keep them connected wherever work takes them.
You don’t need to orchestrate your customers’ entire journey on day one. Organizations that get the most value tend to start small and expand deliberately:
Customer journeys were never designed to stay inside the contact center. The organizations that connect every customer-facing employee to one AI-Powered Experience Orchestration platform, instead of a patchwork of disconnected tools, are the ones best-positioned to turn today’s fragmented handoffs into tomorrow’s competitive advantage.
Schedule time with a Genesys expert to talk through what extending orchestration beyond your contact center could look like for your business.
