For many years, customer experience teams in India have handled customer queries using IVR systems, rule-based bots, and scripted workflows. While these approaches handle basic customer queries, they do not have the ability to act on their own.
More than 300 leaders at the Genesys CX Tour 2026 in Delhi, Mumbai, and Bengaluru talked about the future of customer experience (CX). CX experts, including Aditya Garg, Head of Solution Consulting India at Genesys, discussed the challenges in customer experience and how autonomy, not automation, will carve what’s next.

Almost every CX organization today has deployed some form of AI: from chatbots and predictive models to generative assistants connected to the contact center. However, almost none of these tools are integrated, which restricts visibility into the full customer journey.
Sidharth Mukherjee, GM and Global Practice Head at Wipro, made this point during a fireside conversation: his team avoids chasing platforms in isolation and instead looks for use cases that create “moments that matter”, for customers and for employees both.
An AI point solution can look impressive in a demo and still fall apart the moment a customer moves from chat to voice. Genesys leaders mentioned this more than once: even the best AI tools collapse without orchestration tying them into the broader journey.
So, the real shift facing enterprises isn’t about buying more AI. It’s about connecting what they already have.
When asked to describe journey orchestration, nearly all leaders listed the same four components: predictive engagement, intelligent routing, generative copilots, and real-time decisioning.
During one breakout session, orchestration was demonstrated live. In the demonstration, a customer was browsing a car dealership web page and showed interest in a sedan. At some point in the middle of the process, the customer got confused. This confusion triggered a virtual assistant, which aided the customer further – without him having to ask for it.

Most enterprises in the room sit between level three and four right now. Although generative AI adoption is everywhere, the journey to fully autonomous agents is still a work in progress for many. Aditya Garg drew a clear line between large language models, trained for conversational quality, and large action models, trained specifically to execute tasks. AI orchestration needs both to work together.
The Genesys CX Tour India 2026 made one thing clear across all three cities: orchestration has replaced automation as the benchmark for CX maturity in India. Leaders from Genesys, Wipro, Concentrix, and HSBC kept circling back to the same underlying point: connected journeys and systems of intelligence matter more than any single AI feature on its own.
For enterprises still early in the journey, the lesson here is straightforward: build the connective tissue between tools and channels first to deliver value that lasts.
