\u00a0<\/strong>Genesys Cloud implementation and in-house system management accelerated customer service evolution, releasing a large contact center migration in just 11 months using the Scaled Agile Framework <\/em><\/strong><\/p>\n

\u00a0TOKYO – September 5, 2024 –<\/strong> Genesys Cloud Services Corporation, the global cloud leader in customer experience and orchestration (Headquarters: Minato-ku, Tokyo; President: Paul Ito Ricci), today announced that Genesys Cloud TM<\/sup> had been implemented and is now operational at the contact center of ORIX Life Insurance Company<\/a> (Headquarters: Chiyoda-ku, Tokyo; President: Kazunori Kataoka), significantly enhancing their ability to deliver responsive customer support.<\/p>\n

ORIX Life Insurance Corporation, a member of the ORIX Group, has been providing reliable insurance products and services in the life insurance industry for many years. With a wide range of products including individual life insurance, medical insurance, and cancer insurance, the company offers optimal insurance solutions to meet the needs of its customers. Their corporate philosophy is to “give shape to thoughts that touch the hearts of our customers”, to be a presence that empathizes with the thoughts and feelings of each customer, and to be there for them from a comfortable distance. The contact center is an important customer touch point as an interpersonal channel to provide the best answers for each customer, as the nature of insurance products involves complex and difficult inquiries.<\/p>\n

The company had been using an on-premises contact center system from a service provider for many years, but with the termination of that service, they decided to select a new contact center system. After comparing contact center infrastructures from various companies with the intention of migrating to the cloud, they selected Genesys Cloud based on its compatibility with the contact center application the company had originally developed to improve operational efficiency, its proven track record in Japan, and its potential for future feature enhancements. The entire Genesys Cloud migration project was managed in-house.<\/p>\n

Since the company had no one with experience implementing a traditional contact center system, the project involved not only the IT department, but also the user departments responsible for contact center operations. In addition, since the company had no one with experience implementing Genesys Cloud, Genesys Professional Services joined the project, forming 6 Agile teams and applying the company’s first SAFe\u00ae*1 <\/sup>(Scaled Agile Framework\u00ae) for business agility. The project team conducted the MVP*2<\/sup> development from January to March 2023, and through repeated evaluations, determined that it would be possible to build a system to meet contact center operations in a short period of time. During this time, the project team confirmed that they could develop a softphone for client devices with the same usability and product-level quality as the previous system, as well as accommodate differences in usability and shorten the training period for the transition to Genesys Cloud. The main development, including the infrastructure, was carried out from April to September 2023, and was completed in a short period of 11 months until the first release in the beginning of December 2023. During this period, they faced a variety of changing circumstances, including problems related to line construction, network equipment, phones, and call-flow quality as well as the expansion of the scope of Genesys cloud due to the progress of another project in the company. Genesys Professional Services provided support, and 6 Agile teams responded with agility by autonomously setting goals for bi-weekly iterations and proactively re-prioritizing items for implementation. Since then, they have phased in the system at five locations across the country and will complete the migration of a large contact center of approximately 400 seats to Genesys cloud in April 2024.<\/p>\n

To implement SAFe\u00ae on this project, the Agile development engaged the user departments through practical training for key members, In-house development of an easy-to-use Agile project management tool that references SAFe, and in-house Agile coaching through go-live, all delivered by an in-house SAFe\u00ae trainer*3<\/sup>, along with external training. This facilitated remote Agile development management and ensured smooth communication with external partners, including Genesys Professional Services.<\/p>\n

After the system went live, user-centric monitoring of the contact center was integrated into the cloud-based unified monitoring platform. The system operator receives alerts via email, SMS, and phone, and uses in-house IT service management system to ensure high-quality service delivery. Moreover, the contact center operation is now able to collaborate with outsourced service providers, and enhanced analytics have improved operational efficiency by providing visibility into the number of inbound calls and sales activity. In the future, ORIX Life Insurance plans to leverage even more advanced capabilities and digital collaboration, as well as simplify agent follow-up by connecting to CRM application and automating call content.<\/p>\n
