These leaders are focusing less on efficiency measures and more on experience metrics: understanding people\u2019s values, preferences, expertise, expectations, perceptions and attitudes \u2014 the leading indicators of their behaviors.<\/p>\n<p class=\"text-22 text-navy pt-2 font-weight-normal\">From lagging to leading indicators<\/p>\n<p>CX leaders who focus on experience metrics can reposition their value to an organisation in a profound way. Historically, they\u2019ve helped find broken experiences and fix them. Today, forward-thinking CX leaders are saying, \u201cWe can help the organisation stay attuned and adapt in this changing environment.\u201d<\/p>\n<p>Current CX measurements assume stability and a framework of behaviors. But we need to suppose some degree of instability. Customer expectations are changing, so how do we identify where their needs aren\u2019t being met and find ways to meet them? Most metrics track what\u2019s <em>trending<\/em>; we have to use technology to shift toward <em>sensing<\/em> underlying frustrations \u2014 whether from customers or employees.<\/p>\n<p>This shift to sensing requires three adjustments:<\/p>\n<ol>\n<li class=\"pb-1\">Focusing resources on more frequent listening (e.g., using data and artificial intelligence to understand sentiment on an ongoing basis)<\/li>\n<li class=\"pb-1\">Rethinking customer and employee segmentation models. Segments change and we need an ongoing understanding of them to provide the organisation with continuous, actionable information<\/li>\n<li>Understanding experiences from end to end to identify the true drivers of customer value \u2014 these might not be the moments you expect to matter the most<\/li>\n<\/ol>\n<p class=\"font-swb text-navy text-36 pt-2\">Most metrics track what\u2019s trending; we have to use technology to shift toward sensing underlying frustrations \u2014 whether from customers or employees.<\/p>\n<p class=\"pt-1\">What\u2019s at stake? An estimated 72 million US employees will look for a new job over the coming year. People have called it \u201cThe Great Resignation.\u201d But on the flip side is what I\u2019ve called \u201cThe Great Onboarding\u201d; they\u2019re leaving one company, but they\u2019re joining another.<\/p>\n<p>If customers and employees are saying, \u201cYou need to listen to us or we\u2019re going to leave,\u201d business leaders must start genuinely caring about their thoughts and feelings. It\u2019s time to focus on experiences that will develop lasting loyalty and the metrics that underly them.
