We discovered valuable lessons on how leading businesses are investing to get ahead in the experience economy.<\/p>\n<ol>\n<li><strong>The contact centre will evolve into a full engagement centre.<\/strong> According to John Gamberoni, Managing Director at Accenture, the contact centre of the future is better imagined as an engagement hub. \u201cIt\u2019ll be measured on how it delivers exceptional experiences to customers and employees, as well as its contribution to topline results.\u201d<\/li>\n<\/ol>\n<ol start=\"2\">\n<li><strong>Companies will rethink customer experience (CX) metrics to align to the true drivers of customer value<\/strong>. Business success increasingly will depend on understanding people\u2019s values, preferences, expertise, expectations, perceptions and attitudes \u2014 rather than traditional efficiency metrics, noted Bruce Temkin, Head of Qualtrics XM Institute. \u201cThe COVID-19 pandemic is the instigator; it overturned the status quo and caused people to rethink what\u2019s important to them.\u201d<\/li>\n<\/ol>\n<ol start=\"3\">\n<li><strong>Personalisation will extend beyond sales and marketing to span the holistic customer experience<\/strong>. While 80% of consumers will recommend and buy more \u2014 and more often \u2014 from brands that consistently personalise their interactions, only 44% of CX leaders say their companies deliver a highly personalised customer experience today. \u201cCustomers teach you how to serve them the way they want to be served,\u201d said Don Peppers, Founding Partner of CX Speakers and best-selling author of <em>The One-To-One Future<\/em>. \u201cThis is knowledge that only you have. Your competitors aren\u2019t privy to this insight.\u201d<\/li>\n<\/ol>\n<ol start=\"4\">\n<li><strong>On the technology front, artificial intelligence (AI) will better orchestrate customer experiences, leading the culture shift toward empathy<\/strong>. The number one strategic initiative for CX leaders is using data and AI for customer understanding and personalisation. \u201cThe reward for removing frustration points for customers; showing them they\u2019re listened to and understood; and serving them quickly, proficiently, and proactively is loyalty and trust,\u201d said Brett Weigl, Senior VP of Product Management for Digital and AI at Genesys.<\/li>\n<\/ol>\n<ol start=\"5\">\n<li><strong>There will be a clear social contract for fair exchange of customer data to receive an exceptional experience<\/strong>. \u201cHistorically, customer engagement teams haven\u2019t taken advantage of all the data they can access,\u201d said Shantanu Misra, Head of Product for Dialogflow and Interim Head of Conversational AI at Google. \u201cBut now, with cloud software, data and artificial intelligence, they can create their own version of Web 3.0 \u2014 being intentional with customer data to deliver more precise experiences.\u201d<\/li>\n<\/ol>\n<ol start=\"6\">\n<li><strong>Businesses will engage employees based on empathy and values<\/strong>. The top challenge for CX leaders globally is maintaining staff engagement and service quality. \u201cCX leaders are waking up to the importance of values for attracting, retaining, engaging and motivating employees,\u201d said David Allison, Founder of The Valuegraphics Project. \u201cIf you understand what people care about most \u2014 what their values are \u2014 you have the secret recipe to form long-lasting, engaging bonds.\u201d<\/li>\n<\/ol>\n<ol start=\"7\">\n<li><strong>Customer experience will become a talent hub that fuels the rest of the organisation with customer-centric staff<\/strong>. With 70% of consumers saying a company is only as good as its customer service, \u201cbusinesses at the leading edge of customer experience understand the organisational value their staff delivers,\u201d said Mila D\u2019Antonio, Principal Analyst of Business Platforms and Applications at Omdia. \u201cThey\u2019re taking a long-term view of talent, focusing on learning and development as well as setting career paths to attract and retain high performers.\u201d<\/li>\n<\/ol>\n<ol start=\"8\">\n<li><strong>Composable platforms will drive CX differentiation at speed and scale<\/strong>. According to Gartner\u00ae, by 2023, 60% of organisations will seek composability in new application investments*. \u201cLegacy all-in-one contact centre platforms prevent businesses from differentiating their customer experience,\u201d said Olivier Jouve, Genesys Cloud\u2122 Executive Vice President and General Manager. \u201cIn the fast-approaching future, composability will be a key requirement for CX cloud platforms.\u201d<\/li>\n<\/ol>\n<p>With the future of CX evolving quickly to meet changing workforce and customer expectations, a clear vision for how to navigate technology decisions is critical for success.
